Our estimated pay range for this role is USD $90,000 - $110,000 annually. Contractor compensation is determined by a variety of factors, including but not limited to, market data, location, internal equitability, and experience.

Role Overview
We’re looking for a Customer Experience (CX) Manager to lead a multidisciplinary CX team focused on improving customer journeys, operational performance, and automation across our global Support organization. This position directly manages QA and Support Analytics teams.
Key Responsibilities
Lead and Develop a High-Performing CX Team
Provide clear direction, coaching, and career development for the WFM, data, CX supervision, and automation functions.
Set goals, run effective 1:1s, and build a culture of accountability, feedback, and continuous improvement.
Own CX Strategy and Roadmap for Support
Translate customer feedback, QA outcomes, and operational KPIs (e.g., CSAT, NPS, FCR, containment/automation, quality scores) into a clear CX roadmap.
Prioritize initiatives that improve both customer experience and efficiency across channels and regions.
Drive Insights, Analytics, and Workforce Planning
Oversee the CX Data Analyst and Workforce Planning Analyst Sr. in building forecasts, dashboards, and analyses that inform staffing, channel strategy, and experience improvements.
Use Snowflake, SQL, and Tableau-powered reporting to understand demand, contact drivers, automation performance, and agent experience, and to recommend concrete actions.
Lead Automation and AI Optimization
Partner with the Automation Analyst to evaluate and improve automation performance (e.g., bots, deflection, self-service, AI tools).
Define success metrics and measurement plans for new automation, ensuring they reduce effort without degrading CX.
Establish feedback loops with QA, frontline teams, and stakeholders so automation changes are tested, monitored, and iterated.
Partner with Operations and QA to Lift Frontline Experience
Work closely with the CX Sr. Supervisor and QA/Training/Upskilling teams to ensure processes, coaching, and quality programs align to CX goals.
Connect QA insights and Level AI (or similar tools) outputs to coaching, training, and process improvements.
Manage Stakeholders and Cross-Functional Alignment
Act as the primary CX point of contact for Support leadership and partners such as WFM, Support Intelligence, RevOps/Salesforce admins, Product, GTM, and Content/Knowledge teams.
Build trust and alignment through clear storytelling, data-driven recommendations, and follow-through on action items.
Represent the voice of the customer and the voice of the agent in cross-functional forums and projects.
Required Skills & Experience
Experience: 5+ years in Customer Experience, Customer Support, Operations, or a closely related field.
Leadership: 2+ years of direct people management experience, leading analysts and/or operational leaders.
Strategy: Demonstrated experience leading CX or support initiatives that improved KPIs such as CSAT, NPS, FCR, automation/containment, or QA scores.
Technical Skills: Proficiency in SQL; hands-on experience with Snowflake; experience building or consuming dashboards in Tableau.
Metrics: Solid understanding of support and CX metrics (CSAT, NPS, FCR, containment/deflection, QA/quality scores, AHT, adherence, staffing KPIs, etc.).
Communication: Excellent written and verbal communication skills; able to translate complex analysis into clear narratives.
Nice to Have:
Experience with Salesforce Service Cloud.
Experience with AI-driven QA or automation tools (e.g., Level AI).
Background in designing CX/QA frameworks or VOC programs.
Experience in SaaS, marketplace, or hospitality environments.
Location & Working Model
This role is based in our Mexico City office.
Hybrid model: 3 days per week in‑office (specific days aligned with team/department guidelines).
You will collaborate regularly with global partners across time zones (US, UK, and other regions), so some flexibility in working hours may be required for key meetings.

The Mission

Who You Will Be Working With
As a Creative Project Management Senior Manager, you’ll partner closely with Account Directors, strategists, creatives, editors, motion designers, and production teams to lead high-volume video and digital work from kickoff through final delivery.

What You Will Bring
• Bring 8+ years of digital project management experience in a high-growth agency environment, including 5+ years leading distributed teams across markets and time zones.
• Lead complex creative, video, and digital production workflows with confidence, bringing a strong understanding of how to guide work from intake and planning through post-production and final delivery.
• Apply deep knowledge of video production, digital asset development, and digital ad formats, with fluency in Adobe Creative Suite and an appreciation for the craft and detail behind strong creative work.
• Build and optimize project workflows using tools such as Jira and Airtable, while using data and platform insights to create greater transparency, accountability, and efficiency across the work.
• Navigate cross-cultural collaboration with care and confidence, with proven success supporting nearshore teams in Latin America or Eastern Europe and managing follow-the-sun workflows.
• Use strong operational instincts to manage risk, improve processes, and create resource plans that help teams scale thoughtfully while maintaining quality and momentum.

What You Will Be Doing
• Lead end-to-end project and workflow management for high-volume, quick-turn creative production cycles across video and digital assets, ensuring every stage aligns with PMG’s global standards.
• Serve as the primary point of contact for Account Directors and key stakeholders, creating transparency around project health, timelines, risks, and resource velocity.
• Implement and refine workflows within PMG’s technology stack, including Jira and Airtable, while incorporating insights from the Alli platform to monitor performance and support informed decision-making.
• Create strong operational alignment between U.S.-based strategic direction and nearshore execution, fostering collaboration and consistency across teams and time zones.
• Oversee creative production deliverables across video, motion, and digital assets, reviewing work to ensure it meets brand standards and reflects the quality expected by PMG’s clients.
• Guide post-production workflows across editing, color, sound, finishing, and delivery, ensuring assets are optimized for today’s global ad-tech ecosystem across social, web, and programmatic channels.
• Manage external vendor relationships for specialized production needs, including scoping work, coordinating handoffs, negotiating contracts, and maintaining a seamless production experience.
• Lead and mentor a diverse team of nearshore Project Managers and production staff, creating opportunities for growth through coaching, collaboration, and continuous learning.
• Support resource planning, staffing visibility, and capacity mapping to help scale the MXC office in step with PMG’s continued global growth.
• Define, monitor, and elevate performance expectations through meaningful KPIs, process improvements, and automation opportunities that help teams work smarter and more effectively.
• Identify opportunities to strengthen creative workflows, remove friction, and improve how work moves across creative, strategic, and operational partners.

This is a senior technical client leadership role that blends deep hands-on ML expertise with strategic advisory and consulting skills.
