What success looks like in this role:

The Knowledge Manager establishes, governs, and continuously improves knowledge management practices so that information is accurate, accessible, and actionable. Working across service delivery, technology, and business teams, this role turns operational insight and subject matter expertise into reusable knowledge that supports service quality, self-service, workforce productivity, and customer experience.

Key Responsibilities

Strategy and Governance

• Develop and maintain knowledge management strategy, governance, standards, and operational procedures.
• Own lifecycle controls for content creation, review, approval, publication, maintenance, archival, and retirement.
• Establish quality, consistency, security, and compliance expectations for knowledge assets.
• Promote knowledge sharing and adoption across operational and business teams.

Content and Curation

• Manage enterprise knowledge repositories and maintain content that is current, searchable, and relevant.
• Identify and prioritize knowledge gaps using incidents, service requests, article usage, search results, and stakeholder feedback.
• Coordinate the creation, enhancement, validation, and publication of knowledge articles, procedures, work instructions, and self-service content.
• Partner with subject matter experts to convert technical and business knowledge into clear, reusable assets.

Analytics and Continuous Improvement

• Monitor knowledge quality, usage, search effectiveness, and operational trends to identify improvement opportunities.
• Perform gap and quality assessments, prioritize remediation, and develop improvement roadmaps.
• Define and report knowledge management measures that demonstrate adoption, effectiveness, and business value.

Stakeholder Engagement and Enablement

• Align knowledge initiatives with service, customer, and organizational priorities through collaboration with leaders, service managers, operational teams, and technical specialists.
• Facilitate workshops, reviews, and governance forums, and coach authors, contributors, and reviewers.
• Support the effective use and improvement of knowledge platforms, collaboration tools, analytics, automation, and AI-enabled curation capabilities.

You will be successful in this role if you have:

• Bachelor's degree in Information Management, Business Administration, Information Technology, Knowledge Management, or a related field, or equivalent practical experience.
• Substantial experience in Knowledge Management, Service Management, IT Operations, Digital Workplace Services, or a related enterprise environment.
• Experience designing or operating knowledge governance frameworks, lifecycle processes, and enterprise knowledge repositories.
• Strong analytical, organizational, written communication, facilitation, and stakeholder management skills.
• Ability to simplify complex information and work effectively in global, matrixed, and customer-focused environments.

Preferred Qualifications

• Experience with IT Service Management and knowledge-centered service practices.
• Knowledge of ServiceNow Knowledge Management or a comparable enterprise platform.
• Familiarity with AI-assisted curation, content analytics, and workflow automation.
• ITIL certification and experience leading continuous improvement initiatives.
