Customer Service Manager

The position reports to the Customer Service Operations Manager 

Your responsibilities will include:

Purpose of the Role

• Lead a high-performing, customer-obsessed team to deliver world-class support across channels, driving CSAT/NPS, First Contact Resolution (FCR), and resolution time while reducing recontact and backlog
• Coach and develop Team Leaders to raise quality, productivity, and engagement; coach the coaches.
• Own operational excellence, incident management, and continuous improvement to remove root causes across consumer, courier/driver, and merchant journeys.
• Use data to set strategy, prioritise improvements, and communicate performance and plans to stakeholders.

Key Responsibilities

People Leadership & Culture

• Lead, coach, and develop Team Leaders through weekly one-on-ones, performance reviews, and development plans.
• Set clear goals and standards; recognise top performance; manage underperformance with structured performance improvement plans.
• Oversee hiring, onboarding, certification, cross-skilling, and succession; ensure HR compliance such as leave and attendance.
• Foster an inclusive, high-trust, and high-accountability culture centered on customer empathy and ownership.

Customer Experience & Quality

• Own the quality framework including QA rubric, calibration cadence, evaluation targets, coaching standards, and action plans.
• Set and manage channel standards for FCR, SLAs, backlog, recontact rate, complaint rate, and social response and resolution.
• Ensure Team Leaders conduct regular monitoring across calls, chats, and emails, and provide feedback, coaching, and reporting.

Process Improvement & Voice of Customer (VoC)

• Run a continuous improvement pipeline by identifying key drivers of contact, defect leakage, and customer effort, and prioritising solutions.
• Translate insights into product and process improvements and track measurable impact such as contact reduction and CSAT improvement.
• Standardise SOPs across teams to ensure clarity and consistency in execution.

Cross-Functional Leadership

• Partner with Operations, Logistics, Merchant/Restaurant Operations, Courier/Driver Operations, Product, Risk/Fraud, Finance, Legal, and Communications to improve end-to-end journeys.
• Represent Customer Service in business reviews, align on priorities, and advocate for customer-focused decisions.

Tools, Data & Reporting

• Govern the operational use of CRM, ticketing systems, telephony platforms, QA tools, workforce management systems, knowledge bases, and reporting tools.
• Define metrics and dashboards; ensure accurate and timely reporting by Team Leaders with clear action plans.
• Promote data-driven decision-making and analytical capability within teams.

Compliance, Risk & Safety

• Ensure adherence to company policies, data privacy regulations, and audit requirements.
• Govern the safe handling of sensitive and payment data; escalate incidents according to protocol.
• Establish service recovery and compensation guidelines and partner with Risk teams to prevent fraud and abuse.

Governance & Communication

• Maintain a structured operating cadence including daily stand-ups, weekly operational reviews, monthly business reviews, QA calibrations, and training sessions.
• Communicate priorities, updates, and performance outcomes clearly, maintaining documentation and change logs.

Output

Qualifications and Experience: 

• Diploma or Advanced Certificate.
• 3 to 5 years’ experience as a manager in a customer service environment.
• Experience in the redesign and implementation of new processes and best  practices to improve customer satisfaction metrics. 
• Experience in working in an e-commerce or technology company is a plus

• Own subscription growth forecasting, including detailed component-level predictions (free-to-paid conversions, reactivations, cancellations, tier migrations)
• Create and maintain dashboards and reports tracking subscription KPIs, member behaviour, and service utilisation
• Collaborate with data engineering teams to improve subscription attribution measurement and reporting
• Conduct root-cause analyses of subscription metric variances and performance changes
• Analyse subscription customer lifetime value, retention patterns, and churn drivers
• Develop data-driven recommendations for subscriber growth strategies and retention initiatives
• Build predictive models to identify at-risk subscribers and growth opportunities
• Design and analyse A/B tests to optimise subscription experience and conversion funnels

Cross Group Analytics 

• Own cross-platform growth forecasting, including detailed component-level predictions
• Develop and maintain attribution frameworks for cross-platform customer journeys and acquisition paths
• Create and maintain dashboards and reports tracking cross-platform rates, attribution and customer behaviour across cohorts.
• Investigate cross-platform performance issues and variances through root-cause analysis
• Conduct cohort analyses, tracking customer behaviour and value creation across the ecosystem
• Map customer interactions across Takealot and Mr D to identify cross-selling and migration opportunities
• Create actionable customer segmentation strategies for targeted marketing and product initiatives

TakealotMORE & Cross Group Marketing Performance 

• Measure and optimise marketing campaign performance across the full funnel for TakealotMORE and cross-platform initiatives
• Drive ROAS (Return on Ad Spend) optimisation recommendations for marketing investments
• Establish marketing performance accountability frameworks with measurable growth targets
• Conduct comprehensive new subscriber and customer acquisition analytics, including acquisition cost and performance optimisation
• Track and optimise cross-platform marketing attribution and impact
• Develop marketing attribution frameworks to track customer acquisition and conversion across subscription marketing channels
• Create marketing performance dashboards tracking campaign-driven subscription metrics and acquisition patterns
• Conduct competitive intelligence analysis to inform cross-group marketing strategies and positioning
• Develop and maintain marketing budget allocation frameworks and ROI measurement standards
• Lead marketing performance reviews and accountability reporting across the group

Strategic Analysis & Collaboration

• Collaborate with data engineering and analysts in the business units to ensure data quality, accessibility and correct attribution measurement
• Partner with Marketing, Product, and Technology teams on cross-platform growth and marketing optimisation
• Prioritise and manage analytics/BI requests and backlog; produce executive reports for marketing and growth performance
• Document analytical methods, technical specifications and processes; drive process improvement and knowledge management
• Lead analytical strategy and methodology development across TakealotMORE and Cross Group initiatives
• Present findings and recommendations to senior stakeholders, including marketing leadership and C-suite

Qualifications and Experience:

• Relevant postgraduate qualification in Statistics, Mathematics, Computer Science, Economics, or a related quantitative field
• 5-7 years of analytical experience in commercial analytics, management consulting, market research, or similar roles
• Experience with growth target setting and performance accountability reporting
• Experience handling large datasets and building business models
• Experience with subscriptions and/or cross-platform businesses
• Experience developing marketing performance frameworks and accountability systems
• Retail/e-commerce or data science exposure is beneficial
• Experience in cross-functional collaboration with marketing, product, and technology teams
• Marketing analytics experience, including campaign performance, attribution modelling, and ROAS optimisation

• Develop and maintain comprehensive budget models for Takealot Group Contact Centre operations across all brands
• Create annual, quarterly, and monthly financial forecasts for contact centre costs and resource requirements
• Build cost allocation models distributing shared services across Takealot.com, Sellers, Mr D, TFS etc.
• Analyse cost per contact metrics and efficiency benchmarks across brands and channels
• Support budget planning cycles with detailed financial analysis and scenario modelling

Cross-Brand Analytics & Optimisation

• Analyse Cross-brand contact centre data, including contact volume patterns, trends, and drivers across all Group brands and channels
• Build predictive models for contact volumes incorporating seasonality, promotions, and business events
• Develop cross-brand benchmarking frameworks for performance, efficiency, and customer satisfaction
• Create unified reporting dashboards showing Group-wide contact centre performance and trends

Strategic forecasting & planning

• Produce long-term strategic forecasts for contact centre growth and evolution (1-3 year horizon)

• Support strategic decisions on contact centre footprint, technology investments, and capability development

• Develop Group-wide KPI frameworks and performance measurement systems

• Establish data standards and definitions for cross-brand contact centre analytics

Qualifications and Experience:

• Postgraduate degree (Honours, Masters, or higher) in Statistics, Mathematics, Computer Science, Economics, Business Analytics or related quantitative field with a strong analytical and research methodologies foundation
• Professional certification in financial planning, business analysis, or data analytics
• Contact centre management or customer experience certification (advantageous)
• 5-7 years of experience in commercial analytics, customer experience analysis, or contact centre analytics with demonstrable impact on business outcomes
• Proven experience working with large, complex customer datasets and building predictive business models
